【摘要】晋江A酒店作为全国连锁经营的酒店,不断地向其他周边省份和城市拓展着市场和客源。虽然A酒店在当地已经具备一定的竞争优势,但在当今酒店行业竞争如此激烈的形势之下,如果酒店不适时调整战略,固步自封将难以长期立足于市场,因此,如何使晋江A酒店及类似星级和规模的酒店经久不衰、宾客盈门成为一个值得探讨的问题。该课题将结合前期文献阅读、参考和理论分析,概述顾客满意度的影响因素,即酒店的品牌形象(包含企业文化、知名度和美誉度)酒店的硬件配套设施、酒店的员工服务质量以及以及酒店的危机公关,聚焦晋江A酒店的在经营过程中存在的顾客满意度问题,通过问卷调查法、访谈法等研究方法,得出晋江A酒店在经营过程中的顾客满意度相对较高,但是这并不意味着酒店没有改进或者完善自身的必要,研究发现,晋江A酒店导致顾客不满意的原因包括没有明确的企业文化做引导;营销渠道不够畅通,导致企业的知名度、美誉度不高;酒店硬件设施不够完善;酒店员工服务质量缺乏标准化、个性化和人性化以及顾客感知度低于期望值,造成顾客不满意甚至流失等问题,因此,我针对以上四个问题提出个人相对具有创造性和针对性的改进建议,比如构建和谐企业文化;大力宣传与推广,提高酒店知名度和美誉度;完善酒店的硬件设施;提高员工服务质量的标准化、人性化和个性化;加强危机公关与培养顾客忠诚度,为晋江A酒店从提高服务质量,塑造品牌形象再到提升顾客的满意度和忠诚度,为酒店实现可持续发展提供借鉴和参考,同时也为其他类似的星级酒店的发展和经营战略的调整给予启发。

本文旨在通过对晋江A酒店的顾客满意度的实证研究,将顾客满意度理论运用到具体实践中,对晋江A酒店的实际情况给据调查和分析,既可以对晋江A酒店的的实际工作提供指导,同时,还可以以点带面,对国内同一规模、星级酒店乃至整个酒店行业提出相应对策,以提高我国酒店业的整体竞争力。
我的研究思路是主要有理论研究与实证研究两条主线,其中在理论研究中,影响顾客对酒店的满意度的因素包括客观与主观两大因素,客观因素主要包含酒店的企业文化、知名度和美誉度、硬件配套设施、酒店的服务质量以及对危机公关的处理;主观因素在于顾客需求的差异性和复杂性,同时,在《晋江A酒店顾客满意度调查问卷》中,也证实了上述6个要素确实是影响顾客满意度的重要指标,但是为了使论文的阐述更清晰和更具条理性,我把影响顾客对酒店满意度的因素归纳为以下四点:酒店的品牌形象(含企业文化、知名度和美誉度)、硬件配套设施、酒店的员工服务质量,以及酒店的危机公关。另外,在实证研究上,根据我的实地调研与观察,顾客对晋江A酒店的总体满意度较高,但是这并不意味着酒店在日后的经营过程没有任何改进的必要,晋江A酒店存在的顾客不满意,归根结底是因为酒店在企业的品牌形象塑造中确实存在一些不足,第一,没有建立完整而深入人心的企业文化,第二,酒店硬件设施不够完善,第三,没有畅通的营销渠道来提高企业知名度;顾客需求的差异性和复杂性,要求酒店员工提供更具标准化、个性化与人性化的服务,第四,顾客感知度低于期望值,造成顾客不满意甚至流失,从而导致危机公关的出现。因此,我认为晋江在提升酒店满意度及自身竞争力上,必须从以下三个方面再做改进:首先, 打造自身优质品牌形象:包括构建和谐企业文化,完善酒店硬件设施和大力宣传与推广酒店;其次,提供标准化、人性化和个性化的服务,即加强员工培训的标准化,以及员工服务个性、人性化;最后,加强危机公关与培养顾客忠诚度。
